Escencion field guide: Managed AI Agents

An AI Agent for Customer Complaint Escalations

November 05, 2026•1 min read

A customer writes, “This is the third time I’ve contacted you.” Their frustration matters, but the manager first needs to know what happened on the earlier contacts and what resolution the customer asked for. An escalation agent can assemble that history without deciding compensation or placing blame.

Capture the customer’s words and the record separately

Keep a concise excerpt of the request, then build a dated timeline from authorized records. Label each item as reported, promised, or completed. An agent should distinguish “we’ll send a replacement” from a shipment record showing a tracking number. If the two disagree, surface the gap.

Imagine a customer expecting a replacement pump. Support promised dispatch on Monday. The inventory system now shows the part on back order. The manager’s brief should include both facts, the last customer update, and the person who can confirm an alternative. A suggested apology alone leaves the actual problem unresolved.

Define escalation before sentiment

Write explicit rules for service interruption, repeated unfulfilled promises, safety concerns, and contractual disputes. Language intensity alone makes a poor routing rule; a calm message can describe an urgent issue. Give one person responsibility for reviewing the evidence and communicating the agreed outcome.

Test with cases where the customer was upset but easily helped and cases where a terse message concealed a serious problem. Ask managers to score whether they could decide their next action from the brief. If they still spend most of their time searching the underlying history, improve the evidence packet before adding reply generation.

Put this into practice

Bring an example of a recurring task. We can map what an agent can prepare, which decisions stay with your team, and what a pilot should measure.
